Raphie pushes iGaming customer-service AI platform into Europe

New Jersey-based Raphie says its account-aware AI agent resolves player enquiries that generic helpdesk tools cannot, as it expands beyond North America.

Raphie, the Jersey City-headquartered customer service technology provider, is expanding into European markets on the back of what it says are resolution rates that generic AI helpdesk tools cannot match, according to iGaming Business.

The company, founded in 2019 under the name Conduet, has built its platform around what it calls "accountable automation": a system designed to genuinely close out player enquiries rather than simply divert them away from human staff.

Co-founder and chief executive Justin Heath said the goal from the outset was to stop customers feeling they were talking to a system that did not understand their query. iGaming Business reports that the platform draws on more than one million real industry interactions to interpret account context and industry procedure before responding.

The distinction matters because a poorly resolved contact can be logged as a success even when the customer has simply given up and gone away unsatisfied, the outlet notes. In gambling specifically, that failure mode carries an added risk: missed opportunities to spot signs of financial distress or responsible gambling concerns.

Raphie argues that around 90% of enquiries reaching an iGaming operator need account-specific detail to resolve properly. A question about a delayed withdrawal, for instance, may require checking whether a fraud or risk review is under way, requesting further documents, or giving an accurate payment timeframe, rather than pointing the customer to a general payments policy. Parlay bet queries pose a similar challenge, since a generic AI tool typically lacks the wagering data to explain why individual legs of a bet lost.

Raphie's answer is what it terms a "context layer", linking into an operator's player account management, wagering and customer-service systems so the platform can pull relevant data before applying house procedures to its reply.

Heath told iGaming Business that operators often assume their existing helpdesk software, such as Salesforce or Zendesk, already covers this ground because it includes an AI feature. "They expect the 70% or 80% automation advertised on the box, but then find it is more like 5% or 10% because that is the volume you can respond to without the wagering-technology integration," he said.

The platform runs across three modes that operators can combine. Full Automation lets the Raphie AI Agent handle supported queries from start to finish, escalating to a person when needed. Co-Pilot instead feeds suggested replies to human agents, who can send them unedited or amend them. A third option, Specialist Human Agents based in Jersey City and the Philippines, can be used standalone for customer service, risk and payments support.

Arkansas-licensed sportsbook BetSaracen illustrates how the modes can be layered. It adopted Co-Pilot more than a year ago before rolling out Full Automation more recently. In the first eight weeks of that rollout, Full Automation reached a 77% autonomous resolution rate and cut response times by over 55%, while customer satisfaction held above 90%, according to figures reported by iGaming Business.

Raphie says it does not calculate resolution simply by tallying conversations that end without a handover to a human. It also weighs customer satisfaction, whether an agent had to step in, and whether the same player raised the same issue again within 24 hours, alongside quality-assurance checks aimed at catching conversations abandoned before they reached a proper outcome.

"An abandoned conversation is a very negative outcome," the company has said of that measurement approach, which underpins the resolution figures it is now presenting to prospective operators across Europe.
